Malcolm West sat in his office, surrounded by framed certificates, awards, and newspaper articles chronicling his journey from a young entrepreneur to the CEO of Silver Sky Airlines. He had worked tirelessly to build the company and felt a deep sense of pride in the business he had grown. However, recent complaints from passengers had begun to unsettle him. Some described Silver Sky’s services as inattentive, while others raised concerns about prejudice and discrimination, particularly towards black passengers. As CEO, Malcolm knew he couldn’t ignore these issues. He had a responsibility to ensure that every passenger felt valued and respected.
After days of deliberation, Malcolm decided he needed to witness the truth firsthand. He couldn’t simply rely on second-hand reports or the accounts of others; he had to experience the service from the perspective of an ordinary passenger. And so, he devised a plan. He would board a Silver Sky flight, incognito, as a black passenger traveling in economy class, in order to observe the service without any preconceived notions or biases.
Malcolm prepared himself for the mission by setting aside his usual business attire, opting instead for a simple shirt and jeans. He left behind his designer luggage and carried only a modest backpack, hiding his true identity behind an unmarked cap. Today, he would not be Malcolm West, the CEO; he would simply be Malcolm, a passenger among many.
At the airport, Malcolm checked in like any other traveler. As he stood in line, he observed the staff’s interactions with the passengers. A few flight attendants gave him passing glances, but none recognized him. He noticed subtle differences in how the staff spoke to passengers who appeared affluent versus those who seemed unassuming, like himself. As he made his way onto the plane, he was directed to an economy seat near the back. The rows were cramped, the seats narrow, and the armrests well-worn from years of use. He squeezed into his spot, glancing around at his fellow passengers as they settled in.
A few minutes into the flight, a flight attendant named Lisa began making her rounds down the aisle, greeting passengers with a practiced smile. Malcolm watched her interactions closely. To some, her tone was warm and welcoming, but when she addressed black or Latino passengers, her demeanor grew noticeably colder. When Lisa reached Malcolm, she gave him a curt nod, barely acknowledging him before moving on. He tried to brush off the encounter, reminding himself to remain objective—it could have been an oversight, after all.
As the flight continued, Malcolm observed more instances of this subtle bias. Lisa would assist other passengers with genuine warmth, but each time she reached Malcolm’s row, she ignored him. She moved on to help a young couple across the aisle, focusing all her attention on them. When the seatbelt sign was turned off, and Lisa began the drink service, she started at the front of the cabin and made her way toward the back. She handed drinks to every passenger, chatting with them casually, until she reached Malcolm’s seat. When she finally reached him, her smile faded, and her tone became brusque as she asked, “Would you like anything?” in a flat, emotionless voice. Malcolm smiled politely, requesting only a glass of water. Lisa nodded curtly, but she disappeared without bringing him anything.
Malcolm waited, observing as Lisa handed drinks to passengers several rows behind him. He noted that she seemed to remember his request but never followed through. After several minutes, she passed by again, but still, he had received no water. Malcolm chose not to say anything. He wanted to see if Lisa would eventually honor his request. As the flight progressed, Lisa continued to ignore him whenever she passed his row. She would assist nearby passengers or check overhead compartments, but he remained invisible to her.
Then, something shocking happened. As Lisa made her way down the aisle with a fresh pot of coffee, she poured drinks for the rows ahead of Malcolm, all the while glancing at him with an annoyed expression. Without warning, she tilted the pot too far, spilling the steaming coffee all over his shirt. The hot liquid soaked through his clothes, and the passengers around him gasped in shock. Some stared in disbelief, while others seemed unsure of what had just occurred. Lisa looked down at him with a cold indifference, saying, “Oh, it was an accident,” in a tone that lacked genuine concern. Malcolm gritted his teeth, taking a deep breath to control his temper. He grabbed some napkins and began dabbing at his shirt, trying to salvage his appearance.
Another flight attendant, witnessing the incident, rushed over to check on Malcolm. “Are you alright, sir?” she asked, her voice filled with genuine concern. Malcolm nodded, though he was far from fine. His shirt was soaked, and his skin had been burned slightly by the hot coffee. But what troubled him most was Lisa’s complete lack of remorse. She had not apologized, nor did she seem the least bit sorry for what had happened. Instead, she merely shrugged, saying, “It happens.”
The rest of the flight continued much the same way. Lisa made no further attempts to assist Malcolm, nor did she offer an apology for the coffee incident. Malcolm, though uncomfortable, remained seated, quietly observing the rest of the service. He had seen enough.
When the plane landed, passengers began to gather their belongings, and Malcolm remained seated for a moment. He watched Lisa move through the aisle, still avoiding his gaze. Finally, he stood up and reached into his pocket. He pulled out his wallet and retrieved a business card, which he handed to the concerned flight attendant who had checked on him earlier. “If your airline ever needs to review its customer service policies, have them contact me,” he said loudly enough for Lisa to hear. The flight attendant looked down at the card, her face turning pale. Lisa’s eyes widened in realization when she saw the name: Malcolm West, CEO of Silver Sky Airlines.
The passengers nearby overheard and began murmuring, and Lisa’s arrogant demeanor crumbled. She turned pale, her posture stiffening as she realized who Malcolm truly was. He gave her one last look, feeling a sense of finality. As he stepped off the plane, he knew that this experience would mark the beginning of significant changes for Silver Sky Airlines. Lisa, in her arrogant disregard for passengers, had just ensured she would be the first to feel the effects of the transformation to come.
Malcolm sat in his seat, reflecting on the entire experience. He had learned more than he had anticipated about the subtle, yet pervasive, biases within his airline. The way passengers who appeared wealthy or well-dressed received more attention and respect while others, like himself, were treated dismissively, was clear. The inconsistency in service wasn’t just incidental—it was a problem rooted deep within the airline’s culture.
This was the moment Malcolm had needed, the firsthand experience that confirmed the issues within his company. As the plane continued to fly through the clouds, Malcolm leaned back in his seat, determined more than ever to take action. He knew that change had to come from the top, and as CEO, it was his responsibility to make sure Silver Sky Airlines upheld the values it had always promised: inclusivity, respect, and equality for all passengers. This flight wasn’t the end of the journey—it was only the beginning.
